What not to say
- Don’t guarantee a cause before you’ve confirmed it.
- Don’t promise a fix time you can’t hit.
- Don’t blame the platform or the client without evidence.
- Don’t go silent — a “still investigating” note beats no note.
When to send the next update
- Within the hour while the incident is active.
- At each milestone: cause confirmed, fix applied, metric recovering.
- A closing note once resolved — what changed, and how you’ll prevent a repeat.
Frequently asked questions
- When should I tell a client about a conversion drop?
- As soon as the drop is outside the normal range and you've done a first check to confirm it's real. Getting ahead of it — before the client notices — builds trust, even when you don't yet know the cause.
- What do I say if I don't know the cause yet?
- Say what you've checked, name the most likely area, and commit to a next update time. "We've ruled out traffic; the drop looks like a landing page or form change and we're confirming now" is far better than silence.
- How often should I update during an incident?
- Roughly hourly while it's active, then at each milestone: cause confirmed, fix applied, metric recovering. Close with a short summary of what happened and how you'll prevent a repeat.
